How to Set Up Freshservice Automations: A Step-by-Step AU Guide

Freshservice automations are one of the highest-leverage configuration tasks an ANZ IT team can complete, and one of the most under-used. Most implementations we review are running a fraction of the automation capability the licence already includes.

The cost of that gap is quiet but constant. Manual ticket assignment every morning. Escalations nobody sees until the SLA has already breached. The same request type handled three different ways depending on who picks it up.

What Is Freshservice Automation?

Freshservice automation executes configured actions on tickets when defined conditions are met. Rules can trigger when a ticket is created, when it is updated, or on a schedule that runs independently of any ticket event.

The Workflow Automator is the no-code engine behind it. An IT administrator builds workflows with drag-and-drop events, conditions and actions, with no scripting required. Common patterns include auto-assignment, SLA escalation notifications, status updates, approval workflows, scheduled administrative tasks and integration triggers.

Every subscription plan includes automation. Pro and Enterprise add the more advanced capabilities, including Freddy AI-assisted categorisation and webhook actions into external systems.

Which Freshservice Automations Should You Configure First?

Start with five patterns. They cover the highest-volume, lowest-judgement work in a typical mid-market service desk, and all five can be live inside the first 30 days.

Advanced patterns, including Freddy AI-powered routing and complex multi-step workflows, are worth doing later. They are not where the first 30 days should go.

Step 1: Configure Auto-Assignment Rules

Auto-assignment routes incoming tickets to the right agent or group based on category, requester or content. It is the automation with the fastest visible payback, because it removes work agents do before they have resolved anything.

In Freshservice, go to Admin, then Workflow Automator, then Automations. Create rules that trigger on ticket creation. Define the conditions, for example category equals "Network" or source is "Email". Then set the action to assign to the "Network Team" group. Test with sample tickets before activation.

Most ANZ mid-market implementations need 8 to 15 auto-assignment rules to cover the highest-volume contact categories. Fewer than that usually means some categories are still being triaged by hand. Many more than that usually means the category structure itself needs simplifying first.

Step 2: Configure SLA Escalation Automations

SLA escalation automations notify agents and managers before a ticket breaches, rather than after. Without them, SLA monitoring is a task someone has to remember to do, which means breaches get discovered in the monthly report.

Configure these under Admin, then SLA Policies. A workable default is to notify the agent one hour before breach, notify the manager 30 minutes before, and auto-reassign at breach.

Test with backdated tickets and validate that the clock behaves as expected. Two things catch teams out here: whether the SLA clock runs on business hours or 24/7, and whether it pauses when a ticket is waiting on the requester. A P3 raised at 4:30pm Friday should not breach at 8:30am Monday.

Step 3: Build Ticket Categorisation Rules

Automatic categorisation populates category fields based on subject keywords, email content or sender domain. It reduces manual triage time and, more importantly, improves consistency. Consistent categorisation is what makes routing reliable and reporting trustworthy.

In Freshservice, configure observer rules within the Workflow Automator. They trigger on ticket creation, evaluate the subject content, and populate the category fields.

On Pro and Enterprise, combine this with Freddy AI. AI-assisted categorisation learns from agent corrections over time, so accuracy improves rather than staying fixed at whatever the keyword rules cover.

Step 4: Configure Scheduled Reminder Automations

Scheduled automations run on time triggers rather than ticket events. This is the category most teams forget exists.

Two configurations deliver most of the value. Notify the assigned agent when a ticket has not been updated in 48 hours. Auto-close resolved tickets after five days with no requester response.

Together these keep the queue clean and stop resolved-but-open tickets from inflating the backlog and distorting resolution time metrics. Configure them under Admin, then Workflow Automator, then Time Triggers.

Step 5: Build Service Catalogue Approval Workflows

For catalogue items that genuinely need approval, build the workflow into the catalogue item configuration. This applies to software requests, hardware procurement and access modifications.

Define the approver as the requester's manager, a department head, or a specific organisational role. Configure approval timeouts that either escalate or auto-approve according to policy, so requests do not stall indefinitely when an approver is on leave.

Be selective. Approval on a password reset or a standard peripheral request adds delay without adding control, and it is one of the fastest ways to push users back to emailing IT directly. How Do You Test Freshservice Automations Before Production?

Test in a sandbox environment, available on Enterprise plans, or create a separate test agent group with restricted permissions. Never validate a new rule by watching it run on live tickets.

Submit test tickets that match the automation conditions and verify four things: the expected actions execute, the SLA clock behaves correctly, notifications reach the right recipients, and no other rule fires unexpectedly at the same time. Run at least 3 to 5 representative scenarios per automation before activation.

That last check matters more as the library grows. Conflicting rules are the most common cause of odd automation behaviour in mature Freshservice environments, and they are far easier to catch in test than to diagnose in production.

How Many Automations Should a Mid-Market Team Run?

For ANZ mid-market implementations, 25 to 50 active automations cover the bulk of operational value while staying manageable. Beyond about 100, teams consistently hit automation sprawl: conflicting rules, unintended behaviour, and nobody left who understands why a particular rule exists.
